경쟁 선진국에 비추어 볼 때 우리나라 서비스 부문은 제조 부문에 비해 상대적으로 경쟁력이 낮은 수준에 머물러 있다. 여기서, 분명한 점은 우리 경제가 제2의 도약을 위해서는 서비스 분야의 경쟁력을 향상시키기 위해 혁신과 성장이 필수적으로 요구되고 있다는 점이다. 이 방안에 관련하여 중요한 이정표 역할을 하는 것은 4차 산업혁명과 관련한 다양한 기술임은 틀림없는 사실이다. 이 기술이 제조 부문뿐만 아니라 서비스 부문의 경쟁력에 큰 영향을 미칠 것이라는 전망이 넘치는 상황에서 서비스 부문에서 이들의 현재와 미래의 활용 전망을 체계적으로 정리하고 이해하는 것은 매우 중요한 일이다.
4차 산업혁명과 관련된 기술 중 AI는 빅데이터, 디지털 트윈, 로봇, 자율 주행 등과 관련하여 가장 상위에 있으면서도 최종적으로 적용되는 기술이다. 앞으로 AI 기술이 우리의 일상생활을 포함하여 비즈니스와 경제에 미치는 영향이 커질 것은 분명하다. 우리는 이미 키오스크, 서비스 로봇, 챗봇 등의 낮은 수준의 AI를 실제 경험하고 있으며, 뉴스와 인터넷을 통해 인간지능과 맞먹는 알파고, AI 로봇, 자연어처리, 컴퓨터 비전 등의 높은 수준의 AI 활약상을 들었을 뿐만 아니라 예상하고 있다. 다양한 분야에 적용되는 AI는 특히 서비스 부문에 지대한 영향을 미칠 것이기 때문에 서비스에 관심있는 사람들은 이제 이들 간의 관계에 대해 명확한 이해와 개념 정립이 필요할 것이다. 본서는 이러한 사람들을 위한 중요한 학습도구로서 활용될 수 있을 것이다. AI에 기초한 기술과 혁신의 도입으로 인해 서비스 부문의 불확실성은 더욱 크게 증가하였다. 고용문제, 중장년층의 디지털 격차, 고객의 감정적 소외, 미래 기술추세, 투자 증가, 서비스 통합, 무인 서비스, 플랫폼 서비스 등이 그 예이다. 그러나, 위기는 항상 누군가에게 기회로 다가가듯이 미리 준비하는 사람과 조직에게는 지금의 과도기가 새로운 기회로서 작용할 것이다. 본서는 서비스 경영, 특히 서비스 운영의 관점에서 AI의 정의, 유형, 역할, 활용, 추세 등의 주제를 다루고 있다. 구체적으로, AI의 정의와 간단한 운용 알고리듬을 소개한 후에 서비스 부문에서 AI가 적용되는 기법과 분야를 정리해 서비스와 AI의 연결고리를 이해하는 것에서 출발하도록 체계를 잡았다. 이후, 전략적 관점에서 서비스에 AI를 적용하는 전략과 결정요인을 설명한 후 현장에서 적용되고 있는 AI 유형의 중요성을 고려하여 AI에 기반한 서비스 접점을 어떻게 관리할 것인지를 구체적으로 소개하였다. 나아가, 서비스 부문에 AI가 성공적으로 적용되기 위해서는 서비스 조직과 AI뿐만 아니라 고객과 가치의 공동창출이 반드시 필요하고 AI의 효과적인 도입을 위한 역량과 품질이 고려되어야 한다. 이러한 내용들은 서비스 부문 AI의 가치창출 관점에서 여러 장에 걸쳐 소개될 것이다. 한편, AI의 가치창출은 다양한 경영기능과 산업에서 효과적으로 전개되어야 하는데 이러한 내용이 운영, 물류, 마케팅, 인적자원, 재무, 혁신 등의 기능과 여러 서비스 산업에 걸쳐 정리되었다. 마지막으로, AI는 미래의 백색 마법사이기도 하지만 일종의 흑마술로서 다가올 수도 있기 때문에 이러한 점을 고려하여 AI의 잠재적 위험, 윤리, 미래에 대한 몇 가지 관점을 소개하였다. 저희가 이 자리에 오기까지 많은 분들의 도움이 있었다. 이 책의 출판을 위해 많은 도움을 준 박영사 임직원분들께 감사드린다. 마지막으로 저희를 위해 한없는 희생을 해주신 부모님께 감사의 마음을 전한다. 2023년 2월 연구실에서 저자 씀 |
